The family hadn’t been in since January or February, and the review landed out of nowhere. He’d called the dad, gotten a friendly “call me tomorrow at 9,” then no answer — and he was seriously considering sending cookies to smooth things over. That instinct is understandable, and it’s usually the wrong move.

Here’s the thing about that review: it wasn’t really a review problem. It was a relationship problem that had been quietly falling apart for months, and nobody noticed until it showed up publicly with a one-star rating attached.

Don’t Wait Until They’re Already Gone

You want to take all the relationship-maintenance actions — personal notes, check-ins, the works — on an ongoing basis, not scramble to deploy them once things have already gone sideways. By the time somebody’s pissed off enough to leave a negative review, cookies read less like a kind gesture and more like a bribe to take it down, and there’s no way to know how it’ll land.

A lot of the negative reviews that come from actual students, as opposed to competitors or random bad-faith raters, trace back to one thing: the relationship went into conflict instead of staying in problem-solving mode. We forget that a good relationship with a student can hold right up to the moment they want to do something we don’t want them to do — cancel, stop paying, not renew — and the natural human tendency at that point is to burn the bridge.

Don’t. Whether it’s a staff member or a student, the rule is: never burn a bridge. You want them thinking back wistfully on what a great experience it was, even if they never come back and even if they break the contract. An old mentor of mine used to call it “leave them to heaven” — don’t carry the negative forward, just leave clean and move on. Handle every departure, cancellation, and non-renewal like the relationship still matters, because the version of this that shows up publicly, months later, as a review is the direct result of not doing that.

Never Argue With a Review Online

If it’s positive: thank them. If it’s negative: apologize for the miscommunication, give them a direct number, and say you want to resolve it. That’s the whole playbook. What you never do is go back and forth in the comments.

I’ve watched one of our own franchisees do the opposite — a parent left a negative review, and instead of the calm response above, he went in and started explaining what was wrong with the kid. That’s the single worst thing you can do. You always want to show up online as the reasonable, helpful one, full stop.

Here’s the mechanical detail that makes a calm response actually safe: a Google review isn’t like Twitter. The person can’t reply to your reply and drag you into a public back-and-forth. You post one measured, professional response, and that’s the end of the exchange as far as the platform is concerned. There’s no flame war to lose, so there’s no reason to ever get defensive.

A Perfect Score Actually Hurts You

Most of what I’ve read on this comes out of Amazon’s own data, and they have more of it than anyone: if a business or product doesn’t have a few people saying something negative, buyers stop believing the positive reviews are even real. Yelp has similar data on restaurants — the ones sitting at a suspiciously perfect rating actually get less traffic than a solid 4.9.

It’s much better to have 150 reviews with 5 or 8 unhappy people mixed in than 20 reviews that are all five stars. So don’t panic over one bad review sitting among a healthy volume of good ones. Our standard advice: once you get a negative review, go get five positive ones to drown it out, and try to carefully repair the relationship in the background — carefully, because pushing too hard can provoke someone into ranting further rather than softening.

Build Review Volume the Right Way

Most schools’ actual review problem isn’t a bad one sitting on their profile — it’s not having enough reviews at all. Ask for the review at the point of sale. Ask again at the renewal conference. Respond to every single review you get, not just the negative ones — a positive review is an opportunity to write something substantive back, not just a thumbs-up emoji, and that response is itself content that helps you show up better in search and in AI-generated answers about your school.

Incentivizing reviews works, and it doesn’t have to be complicated. One version: kids earn currency (coins, points, whatever you want to call it) for a five-star review over a couple hundred words, redeemable for prizes. It works well but takes real logistics — ordering the currency, ordering the prizes, keeping track. A simpler version: award a belt stripe for every review, tie stripe counts to trophies at the next belt graduation, same as you might already do with a discipline card. Use whichever fits the incentive infrastructure you’ve already built.

The One Thing That Can Actually Get You Flagged

There is one real risk worth knowing about: review velocity from a single source. If you pass a laptop around your parent waiting area and generate fifteen reviews at once, all from your school’s own wifi, Google’s system may simply decline to post them — that many reviews from one IP address in a short window reads as suspicious to the algorithm, whether or not anything suspicious actually happened. I haven’t seen evidence that it looks suspicious to actual customers reading your profile, but it can absolutely cause Google to sit on the reviews.

The fix is simple: have people leave reviews logged into their own Google account, on their own device, over cellular data or their home wifi rather than your school’s shared connection. Inexpensive tap cards — roughly $40 for a set of five — that tap a phone and pull up the review page work well for this, since the reviewer is usually already logged into their own account on their own device. A couple of reviews a day off a shared laptop in the lobby is fine; twenty people doing it back-to-back off the same connection is where the risk actually sits.

Scale your caution to your current review count. If you already have 150 reviews and pick up 3 more in a day, nobody notices. If you have 5 reviews and it doubles in a day, that’s a bigger flag. And for what it’s worth, copy-pasting the same review text to both Yelp and Google doesn’t appear to cause any problem at all.

FAQ

Q: Should I try to get a negative review taken down? A: It’s worth trying to resolve the underlying issue and asking — but be careful about making the ask itself the first contact you’ve had with that family in months. That reads as transactional and can backfire into more public complaints rather than fewer.

Q: Is it risky to reward students for leaving reviews? A: We haven’t seen evidence of it causing problems — just keep the reward tied to leaving an honest review, not to guaranteeing a five-star rating specifically.

Q: How many reviews should my school actually have? A: Somewhere around 150 to 200 is a healthy target for an individual school. Under 20 is the real problem most owners should be focused on fixing.

Q: Does it matter if several five-star reviews land on the same day? A: A little — mainly to Google’s spam detection, not to the people actually reading your profile. It matters more when you have very few reviews overall and less once you’ve built up real volume.

Want feedback on your own review strategy or a script for handling a specific negative review? Post it in our coaching community for direct feedback, or call or text National Director Bob Dunne at 1-720-256-0208 for a free school growth evaluation.
